Overview
A home-based food business offering catering services for
personal events and office gatherings faced operational
challenges due to limited customer service capacity. With all
customer interactions managed solely by the owner, the business
experienced high response times and frequently missed potential
opportunities.
The Challenge
Despite steady business growth, manual customer communication
processes became a critical bottleneck. A root cause analysis
identified the following scalability issues affecting daily
operations:
| Issue |
Description |
| Delayed Responses |
The owner was solely responsible for both operations and
customer communication, resulting in delayed responses.
It could take up to 3 hours to reply to inquiries,
causing potential customers to disengage.
|
| Lost Opportunities |
Without real-time interaction, high-intent leads were
frequently lost.
|
| No Lead Tracking |
There was no system in place to record or follow up on
inquiries, making it difficult to manage leads or
analyze customer demand.
|
| Inconsistent Messaging |
Information shared with customers varied depending on
how the owner responded, leading to misunderstandings or
repeat questions.
|
These problems indicated a clear need for a scalable solution
that could handle repetitive queries, capture essential lead
data, and ensure timely engagement with customers, all while
freeing up the owner's time.
Discovery & Requirements Gathering
To diagnose workflow inefficiencies, I facilitated stakeholder
interviews with key operational stakeholders (including the
Co-Founder) and performed a qualitative analysis of historical
WhatsApp chat logs. This data-driven approach allowed me to
pinpoint critical pain points, isolate high-value automation
opportunities and ensure the solution aligned with daily
operational needs.
Methods Used:
• Stakeholder Interviewing: Conducted one-on-one interviews to
capture qualitative requirements and pain points.
• Process/Data Analysis: Analyzed raw customer chat logs to
identify repetitive inquiry patterns and automation
opportunities.
• Pain Point Mapping: Categorized issues by business process
to prioritize which problems to solve first.
• Manual Process Observation: Observed the owner's day-to-day
workflow directly to validate patterns found in the chat log
analysis.
Some key questions asked during the interview phase:
| Category |
Sample Questions |
| Customer Behavior |
- “What kind of messages do customers usually send
first?”
- “Are there any patterns in the types of questions
asked?”
|
| Operational Workflow |
- “How do you usually respond to inquiries?”
- “Which part of the conversation takes up the most
time?”
|
| Business Goals |
- “What are you hoping to achieve with automation?”
- “Do you still want to personally close deals, or fully
automate?”
|
| Tools & Limitations |
- “Are you using any tools like Google Sheets, Notion,
etc.?”
- “Do you have a budget for CS or CRM tools?”
|
Pain Point Mapping:
| Business Process |
Pain Point |
Impact |
| Receiving Customer Messages |
Owner manually replies to every inquiry |
Delayed responses; missed leads during peak hours |
| Answering Menu & Pricing |
Repetitive questions from customers |
Owner's time consumed by low-value, repeated tasks
|
| Lead Qualification |
Hard to identify serious inquiries early |
Wasted time on unqualified leads |
| Data Collection for Orders |
Owner manually gathers event details (date, pax,
location)
|
Inefficiencies and risk of incomplete orders |
| Customer Follow-Up |
No record-keeping or CRM system |
Lost opportunities; no re-engagement |
Insights Discovered:
• 80% of customer messages follow a repetitive pattern (menu,
price, availability).
• The owner preferred not to fully automate, but wanted help
filtering serious leads.
• No customer segmentation or tracking existed yet.
• Owner frequently lost leads when busy cooking or handling
events.
The Solution
To address the business's communication challenges, I designed
and implemented a WhatsApp chatbot with an intuitive,
step-by-step conversational flow that guided customers
seamlessly from initial inquiry to order placement. The solution
balanced automation with a personal touch, ensuring users felt
heard without overwhelming the owner.
Key elements included:
1. Warm, friendly greeting that set a positive tone and
quickly identified the customer's intent.
2. Efficient lead capture by collecting essential details:
name, event date, location, and guest number, structured to
minimize friction.
3. Menu and pricing information presented to help customers
explore available options easily.
4. Ordering guidance directing customers to place orders
conveniently via food service platforms.
This solution not only automated routine inquiries but also
streamlined the customer journey, enabling the business to scale
communication without additional staffing.
